The migration problem

What was forcing their hand

The customer had a 4-week escalation window before their UCCX 11.6 environment aged out of TAC support. They couldn't add agents without opening a Cisco PS engagement — which ran 6–8 weeks lead time — and their Finesse gadgets had stopped working in Chrome 124 due to a TLS handshake change in the browser that UCCX 11.6 never patched.

The gadgets were hard-coded against the UCCX 11.x Finesse API. They didn't survive in Webex CC's agent desktop without a full rewrite. The customer's IT team had already tried an internal migration project and stalled at the flow translation step — UCCX's scripting model doesn't map cleanly onto Webex CC's flow designer, and they'd spent 6 weeks translating the wrong layer.

Weeks 1–2
Discovery + flow inventory. Mapped all 14 skill groups, 6 IVR trees, and 22 agent-facing Finesse workflows. Identified the 4 flows that drove 80% of call volume and the 2 Finesse gadgets that needed rewriting vs. the 5 that could be replaced with native Webex CC capabilities. Delivered a flow inventory spreadsheet the customer's IT team could own after cutover.
Weeks 3–6
Pilot site standing up side-by-side. Stood up Webex CC for one 80-agent pilot site running in parallel with UCCX. Translated the top-4 call flows, rewrote the 2 Finesse gadgets as Webex CC desktop widgets using the Workspace Integration API, validated AHT parity against the UCCX baseline, and produced a script parity report that documented every behavioral difference for supervisor sign-off.
Weeks 7–8
Cutover across 12 sites + stabilization. Executed site-by-site cutover using a per-site runbook — 4 sites on Thursday, 4 on Friday, 4 on Saturday morning. UCCX stayed in a read-only monitoring state until Monday, then decommissioned. Stabilization calls happened on Day 3, Day 7, and Day 30.

The AHT reduction came primarily from the Webex CC agent desktop's native whisper coaching and supervisor monitoring — capabilities that required separate Cisco licenses and manual configuration on UCCX. The customer had them available out-of-the-box and supervisors started using them on Day 2.
